Case study · Change management that starts with people
When the system changes but the people haven't: leading a CRM adoption that transformed an inside sales team
- 80%+Fewer support requests within 30 days
- 15%More documented follow-up activity
- 100%Adoption across 15 reps in 60 days
- $250KProject budget
A new CRM met a team of 15 experienced reps who trusted their notebooks. Small-group training on real accounts, two peer coaches and consistent expectations turned resistance into advocacy within 90 days.
The challenge
PageNet rolled out the Telemation CRM to centralise client records, track activity and give management live pipeline visibility. Fifteen experienced inside sales representatives relied on personal notebooks and long-held customer knowledge. Support requests surged, productivity dipped and some reps kept parallel systems. The software was not the problem: the team lacked trust in the tool, a clear picture of how it fit their work and time to learn under production pressure.
The approach
- Worked alongside the team for several days to diagnose the real barriers.
- Recognised a skilled, motivated team that needed a clear mental model of how the CRM connected to their existing process.
- Replaced feature-driven vendor training with small groups organised by similar portfolios, practising on real accounts from their own books.
- Named two early adopters as internal resource contacts with real standing on the team.
- Set clear, uniformly applied expectations for platform use to retire parallel systems, aiming to stabilise the change, not to punish.
The results
- Stalled and lost deals were recovered and pipeline visibility improved coaching.
- Previously vocal critics became advocates for the client-history features.
